Saved Customer Replies: How Should a Small Team Keep Reusable Answers Trustworthy?

A saved reply should supply reusable wording, not decide that the wording is true for the current customer. Before adding quick answers to a chat or support tool, agree who owns the library, which replies are shared and how staff check the expanded text before sending it. Speed is useful only when it does not multiply an old mistake.

Start with answers that really repeat

Bring a few redacted examples to the briefing. A link to current opening hours may be a good reusable answer. “Your refund has been processed” is different: it asserts that something happened in a particular case. Do not make a convenient shortcut stand in for checking that event.

Separate general guidance from statements requiring live facts. For each proposed reply, note its topic, intended language, factual owner and any case information the sender must supply. Avoid storing real customer details in the shared example. If you propose automatic placeholders, specify what happens when the necessary value is missing rather than letting a greeting or reference silently point to the wrong person.

Make personal and shared wording distinguishable

The Odoo 19 live-chat documentation describes canned responses as shortcuts expanded into longer substitutions. It also says a new response is initially available only to its creator, with authorised groups used to make it available to other operators.

That product example exposes an important commissioning decision: creating a personal shortcut is not the same as approving a team-wide answer. Decide who can publish shared wording, whether personal answers are allowed and how operators recognise which version they are using. The documentation does not establish an editorial approval or expiry workflow; if you need one, include it explicitly in scope.

Keep the library small enough for staff to find the right answer. A label such as “collection directions” is more useful than a private abbreviation nobody else understands. For different languages, assign someone to maintain meaning as well as spelling. A translated answer should not retain an old promise after the source wording changes.

Inserting text is not performing the action

Odoo distinguishes slash commands that execute actions from shortcuts that insert canned responses. Its documented response flow also separates selecting a response from sending it. In a custom tool, preserve a clear distinction between preparing wording, sending a message and carrying out a business action.

For example, a reply saying that a support case was created must not be treated as evidence that the case exists. If the tool also creates cases, demonstrate the resulting record separately. Conversely, a command that changes another system should not look like a harmless text suggestion.

Ask for the actual expanded message to be inspectable before the agreed send step. Staff need to see inserted references, links and any unfinished placeholder. Keyboard behaviour deserves a demonstration too: confirm what Enter does at each point rather than discovering it with a live customer.

Retire answers when the facts change

Choose an owner for replies mentioning opening times, collection instructions or commercial policy. Define how an obsolete answer is removed from normal selection and how existing drafts using it are handled. Updating the library should not be described as rewriting messages already delivered.

At acceptance, use fictional conversations to create a personal answer, share an approved one, insert it without sending and send the reviewed version. Change or withdraw a shared answer and inspect the agreed effect. Include the separate business-action example if applicable.

Write these outcomes into your acceptance criteria when commissioning a support workflow. The deliverable is a maintainable answer library, not merely a menu of shortcuts.
